Quality and learning
Turn quality review into practical coaching that changes the next conversation.
Agree what good means
A quality framework should reflect the customer's needs and the organisation's actual obligations. Distinguish accurate information, useful explanation, respectful communication and appropriate escalation. Avoid a scorecard that rewards a scripted phrase while overlooking whether the issue was understood.
Calibrate together
Have reviewers assess the same interactions and discuss where judgements differ. Calibration is a working conversation about standards, not merely a statistical exercise. Keep a record of decisions so that agents receive consistent feedback across supervisors and delivery locations.
Coach for application
Choose one observable behaviour for each coaching conversation. Explain why it matters, practise it using a realistic customer situation and return to it in a later review. Group learning is useful for recurring issues, while individual support should respond to the person's actual work.
