The service handover

An operating study of the point where customer care meets the team responsible for the answer.

The working question

How should a contact centre hand a request to a specialist without asking the customer to start again? The first task is to identify the information already established, the decision still required and the team authorised to make it. A transfer without this context simply moves the queue.

The approach

A useful handover includes the customer's objective, relevant history, actions already taken and the next decision. The receiving team acknowledges ownership and an agreed review point. The contact team retains enough visibility to explain the next stage without making promises outside its control.

The review

Review repeat contacts and the reasons requests return to the first team. Separate missing information from unclear ownership and genuine policy exceptions. This makes the improvement discussion specific: change the intake, clarify a decision or strengthen the specialist response rather than asking everyone to work faster.
